What is NPS specifically?
NPS stands for Net Promoter Score and is the core metric used to measure customer experience (CX). NPS scores are measured with a single question survey and reported with a single score from -100 to +100.
NPS is often viewed as the gold standard metric of the CX optimization world and for good reason – it’s used by millions of successful brands globally each year.
How do you calculate NPS rate?
NPS score can be calculated easily by subtracting the percentage of detractors from the percentage of promoters.
Detractors are users with a score of 0-6
Passives are users with a score of 7-8
Promoters are users with a score of 9-10
For example, if 10% of respondents are Detractors, 20% are Passives and 70% are Promoters, your NPS score would be 70-10 = 60.
Average NPS scores by industry
NPS rates vary by industry, sector and brand. Nobody can tell you exactly what your NPS should be.
Industry average NPS scores can be an interesting benchmark however, with averages between 49 for Auto dealers and 11 for the TV service industry. Qualtrics publishes some interesting NPS data covering these averages.
What should I add to my NPS survey?
The first step in any NPS survey should always be the NPS question itself. This ensures maximal data collection.
After the NPS question it can be a great idea to add a field to ask the user why they gave that score. This additional data is key to improving your service as you can find out the users pain points directly from them.
In advanced applications such as Asklayer you can use conditional flows to redirect users to different survey pages depending on their answers. For example promoters may get sent to a testimonial form however detractors may get tagged to be helped by customer support.
How can I improve my NPS score?
For most businesses there are only 2~3 areas that drive most of their NPS improvement.
Using secondary feedback forms to find these areas is key to improving your score – ask and listen to your customers. Close the loop, respond and engage with them.
Don’t fall into the trap of trying to over-analyze and optimize everything at once. Narrow your focus to the 2~3 core areas highlighted by your customers and focus there.
